About the Role:

We’re looking for someone who thrives on complexity, leads with empathy, and is energized by solving real problems for real people. In this Tier 2 role, you’ll handle in-depth technical and educational inquiries from 401(k) participants and IRA owners, acting as the go-to resource for escalated issues across email and phone. You’ll also collaborate closely with Product, Engineering, Operations, and Legal to surface trends, close gaps, and continuously improve the participant experience.

About the Team:

Here’s what you’ll do day-to-day:

  • Deliver exceptional Tier 2 support. Serve as the in-depth resource for complex participant inquiries — going above and beyond via phone and email to resolve issues and build lasting trust.
  • Own the participant lifecycle. Be the go-to expert for the full participant experience at Gusto Retirement, with a focus on escalated and sensitive cases.
  • Manage your queue with intention. Balance inbound phone and email support, prioritizing by urgency while consistently hitting quality benchmarks — CSAT, response time, and resolution rate.

  • Identify and surface trends. Spot patterns in participant feedback, flag gaps, and share actionable insights with internal teams to drive product and process improvements.
  • Navigate tools with confidence. Manage multiple platforms simultaneously — Notion, Jira, Salesforce, and Slack — while handling sensitive information with the utmost care.
  • Handle sensitive conversations with care. Bring empathy and active listening to difficult situations, finding paths to resolution that reflect Gusto’s values.

Here’s what we’re looking for:

  • 2+ years of experience in customer care, customer success, relationship management, or FinTech
  • Experience in Benefits, 401(k), Payroll, or HR Tech is a plus
  • Results-driven with strong phone, listening, and writing skills — you’re a clear, confident communicator across every channel
  • Composure under pressure — you can multitask, reprioritize on the fly, and stay grounded when volume is high or situations are complex

Our cash compensation range for thisrole is $23.50/hr—26.44/hr in Denver and most locations. Additional locations will vary based on our geographical pay approach. Final offer amounts are determined by multiple factors, including candidate location, experience, and expertise, and may vary from the amounts listed above.

Gusto has physical office spaces in Denver, San Francisco, and New York City. Employees who are based in those locations will be expected to work from the office on designated days approximately 2-3 days per week (or more depending on role). The same office expectations apply to all Symmetry roles, Gusto’s subsidiary, whose physical office is in Scottsdale.

Note: The San Francisco office expectations encompass both the San Francisco and San Jose metro areas.

Our salary ranges reflect the expected earning potential for this role. Individual pay is based on geographic zone, relevant experience, and skills.

Our current hiring range for this role: $68,000 – $85,000 OTE annually. OTE is governed by an incentive plan. It is the sum of a fixed base salary plus incentives at target performance. Incentive compensation will vary based on performance. Offers are made within this range, with opportunities to grow within the broader band based on performance and impact.

We share both our current hiring range and our broader geographic salary bands to provide transparency into our compensation philosophy. This ensures you understand not only your starting potential but also the long-term growth potential available as you progress in your role.

We have two geographic pay zones in the United States:

Zone 1 (New York, California, Washington):  $74,800.00 - $112,200.00 USD annually

Zone 2 (All other US states):  $68,000 - $102,000.00 USD annually

These ranges were determined by a market-based compensation approach; we used data from trusted third-party compensation sources to set equitable, consistent, and competitive ranges. We also evaluate compensation bi-annually, identify any changes in the market and make adjustments to our ranges and existing employee compensation as needed.

We are looking for a Monitoring Support Engineer, able to work on 12 hours shifts together with the other team members. Our new colleague will take care of our clients’ infrastructure by proactively checking the availability and performance of different servers and applications.

  • Proactive Monitoring: Guard the health of distributed systems using Nagios, Check MK, Zabbix, and Grafana, swiftly spotting anomalies to prevent downtime.
  • Incident Triage: Apply ITIL Incident & Request Management in Jira Service Management / ServiceNow, categorising, prioritising, and escalating issues to the right resolver teams.
  • Stability Safeguard: Run scheduled infrastructure checks (OS, network, databases, cloud resources) and execute corrective actions that keep SLAs on track.
  • Collaboration Hub: Act as the communication bridge between internal squads, external vendors, and cloud providers (AWS, Azure, GCP) during critical events.
  • Insightful Reporting: Maintain clear, up-to-date runbooks and dashboards so stakeholders have real-time visibility into platform health and incident trends.
  • Continuous Improvement: Drive root-cause analysis for recurring problems and suggest automation or process enhancements that raise service reliability.

Qualifications

  • Very good communication skills and high attention to details
  • Willingness to work in a 24⁄7 rotating shift schedule (day shifts and night shifts)
  • Capability of recognizing problems and gathering information in order to solve them
  • Sharp attention to detail with the ability to create and maintain accurate documentation
  • Strong analytical approach and problem solving skills needed for complex issues
  • Proactive attitude, active team participation, and a collaborative mindset
  • Focus on customer service, user experience and delivery of organizational priorities
  • Ability to efficiently collaborate with multiple teams and stakeholders
  • Ability to stay organized, be pressure resilient and open to change
  • Strong English language skills, both in writing and speaking
  • Regular use of AI tools to improve productivity, automate or reduce repetitive work, support decision-making, and deliver higher-quality outcomes.
  • Ability to use AI tools responsibly by structuring effective prompts, critically validating outputs, understanding limitations, and taking ownership of the final result.

Nice to have:

  • Basic ITIL awareness and operational knowledge is also considered an advantage.
  • German language is considered a plus
